Customer service is often judged by how well a business handles a complaint. But the best customer service happens much earlier than that.

It happens when a customer knows what is happening with their job without having to chase. When the office can immediately see where an engineer is. When an engineer has all the information they need before arriving on site. When a problem is spotted early enough to do something about it.

In other words, good customer service increasingly comes down to collaboration, transparency and having the right systems in place.

Recent figures from the water industry provide a useful reminder of what can happen when customers feel those things are missing.

Complaints to water companies have risen sharply

BBC News reported this week that complaints escalated by households to the Consumer Council for Water (CCW) increased by a record 84% in a year, from 8,235 in 2024-25 to 15,115 in 2025-26. Complaints made directly to water companies reportedly increased by 56% to more than 321,000.

Higher bills are clearly a significant part of the story. But there is another important lesson hidden within the figures. Customers do not just care about the eventual outcome. They care about how difficult it is to get there.

CCW’s own assessments of water companies have repeatedly highlighted the amount of effort customers sometimes have to make to get an issue resolved. The watchdog has called for clearer timescales, better information about what happens next and, wherever possible, for customers to need to make only one inbound contact before the company takes ownership of the issue.

That is not just a lesson for water companies. It applies to almost any organisation delivering services in the field.

Customers shouldn’t have to become project managers

Imagine reporting a blocked drain, broken pump, failed air-conditioning unit or electrical fault. You probably don’t expect it to be fixed before you’ve put the phone down. But you do expect to know what happens next.

  • Has the job been logged?
  • Has somebody been assigned?
  • When are they likely to arrive?
  • Has the engineer been delayed?
  • Has the work been completed?
  • Is another visit required?

Without that visibility, the customer starts chasing. They call the contractor. The contractor calls the engineer. The engineer is on another job and doesn’t answer. Someone checks a spreadsheet. Someone else searches through emails. Eventually everybody discovers that Dave has been on site for 20 minutes.

Dave knew. The system didn’t.

Multiply that process across hundreds or thousands of jobs and it is easy to see how customer frustration builds.

Transparency reduces customer effort

One of the simplest ways to improve customer service is to give everyone involved access to better information.

It is significant that CCW makes a similar point in its separate research into the business water market. Its 2025-26 report found complaints escalated by business customers increased by 30%, and it specifically highlighted the importance of collaboration between organisations where responsibility for a customer issue spans more than one party.

Customers generally don’t care whose system caused the problem. They just want it fixed.

Faster reaction improves customer service

Better information also enables a quicker response.

If dispatchers can see jobs, resources and availability in one place, they can make better scheduling decisions and react when priorities change. An engineer finishes early? The next job can be brought forward. An emergency comes in? The nearest suitable engineer can potentially be redirected. Someone is delayed? Another resource can be assigned before the customer has spent an hour wondering where everyone is.

CCW’s latest research provides a particularly stark illustration of what happens when customers become dissatisfied and have to put too much effort into getting answers.

Its wider Water Matters 2026 research also found declining levels of trust and satisfaction among water customers and highlighted the importance of companies acting on feedback and keeping their promises.

There is a lesson here for every service business. Customer service isn’t just what happens in the call centre. It starts when a job is received. It continues through scheduling, dispatch, travelling, arrival, completion, evidence capture, invoicing and follow-up.

Every one of those stages is an opportunity either to create uncertainty or remove it. By connecting customers, office teams, engineers and subcontractors, businesses can give everyone better visibility of what is happening. That means fewer phone calls, less chasing, quicker responses and better decisions.

Most importantly, it provides the information needed to move beyond simply responding to problems and start anticipating them. Because the best complaint to resolve is still the one the customer never needed to make.
